The agent can first check the available information and then explain what the customer should expect. If the situation requires investigation, there should be a clear escalation process rather than leaving the customer without an answer. I also think proactive notifications can reduce pressure on the support team. If customers are informed about significant changes before they have to ask, fewer people will need to contact support simply to find out what is happening. At the same time, communication needs to remain realistic. I would rather see an honest update than an overly optimistic estimated delivery date. Another useful metric could be the number of contacts caused by delivery problems. If customers repeatedly ask about the same carrier or shipping route, that may indicate an operational issue that the ecommerce business needs to investigate. Support can therefore provide more than a quick answer. It can also reveal where the delivery process needs improvement.
